The moment
Each morning, leaders get one newspaper-style front page of what customers said overnight.
The CEO circles a two-line item at the bottom of page one and writes "why?" in red pen.
Next morning it is the lead story, with the CEO's circle shown beside the owner's answer.
Two weeks later it appears in the corrections column: card delivery complaints are down 44%, from a sample of 1,208. The CEO forwards the page to the chair before eight.
